Giving operators the customer context
The loan call-centre brief combined incoming and outgoing calls, customer records and follow-up actions. Operators needed relevant client information and the loan application status during a conversation. Supervisors needed visibility into queues, missed calls and team activity instead of treating telephony as an isolated channel.
Routing, caller records and follow-up
The outline named Asterisk or 3CX on a dedicated server, SIP trunks and an IVR for new applications, existing applications and payment-related enquiries. Routing considered department, customer priority, operator availability and skills. CRM integration would display a caller card, attach recordings and notes, and trigger follow-up based on the conversation outcome.
The scope also included call recording, supervisor monitoring and reports for call volume, waiting or call duration, missed calls and operator activity. First-call resolution and satisfaction appeared as intended reporting indicators, without measured results. Twilio or another SMS gateway could support notifications after the call.
Reliability and operational boundaries
Failover, encrypted communication, controlled access to recordings and agent training were part of the implementation outline. Data protection and call-recording obligations appeared as requirements, not evidence of a legal or technical audit. Recording access, retention and the point at which an automated reminder is appropriate must be agreed for the actual business context.
End-to-end testing needed to cover IVR choices, routing, CRM updates and the behaviour during outages. The brief does not confirm deployed call volumes or which PBX option was selected.
